Guest complains to Airbnb and "rules" in favour of guest

Hi all

 

We are new to Airbnb - listed our cottage in mid December 2018.

We are in Constantia, Cape Town.

We've had the pleasure of meeting quite a lot of interesting people thus far and we are enjoying it.

 

Here's our problem:

We've had two guys from UK stay with us, which was supposed to be a 10day booking. Three days into the booking they cancelled due to apparent insect infestation at the listing. They have seen some ants and messaged me, when I returned home about 40 minutes later I immediately went to the cottage and asked them to show me where the ants were. They took me outside on the pool deck, close to where garden starts (about 8 meters) from their patio door. There was no ants - but there probably was a few at the time he messaged me.

The next day it was a bee that flew into the cottage - they were absolutely hesterical with fear.

Later that day pointed out a flying bug on the outside wall of the main house - about 15 meters from their accommodation. They told me that it's a "huge cockroach" - which it wasn't.

It became clear that either one or both of the had an accute fear of insects.

 

Constantia is a beautiful lush suburb with a somewhat rural setting, with lots of wine farms, stables and the Table Mountain nature reserves in very close proximity to the houses. This is what attracts so much tourists and locals to the area. Its therefore inevitable that one is going to come into contact with nature - birds, insects, wildlife etc that inhabited the area long before we did.

 

Anyway, on the 3rd day they cancelled on Airbnb website and said that ants and cockroaches are crawling out of cracks and out under skirtings in the cottage. They demanded a full refund as they were leaving and I responded that I will contact Airbnb to advise. After they left I saw the message from Airbnb advising on their partial refund in terms of our cancellation policy.

 

Yesterday I received a message from Airbnb advising that these guest lodged a complaint against us wrt an insect infestations (not to mention cockroaches). Airbnb asked for my response, I explained exactly as I did now. Tonight I received another message from Airbnb saying that the guests' claim is valid after investigating the matter and documents the guests provided having been validated. I don't understand how Airbnb got to this conclusion. 

Airbnb now wants to refund all of the days the guests did not stay and 50% of the days they did.

I find this unfair and unacceptable.

We had an exterminator check the whole property the day after the guests left and was assured that we do not have any sort of insect infestation, especially not cockroaches, except for the garden insects which are normal.

 

None of our previous guests ever complained about any sort of insects inside the cottage. We take great pride in the cleanliness of our cottage.

 

How do I deal with this?

 

They will probably leave a bad review as well which will be completely inaccurate, and tarnishing our reputation and excellent track record wrt reviews.

i am so sorry to hear this.

maybe try to share your exterminator’s full report- I hope you get a favourable result and ask Airbnb as to show you proof provided as to sustain their claims for all you know the photos taken could have not been taken in your grounds- you never know. 

 

Regarding the review you can always speak with Airbnb especially if they mentioned the complaint made to Airbnb, refund, etc and have it taken down as it violates Airbnb’s reviewing guidelines. In the worse case scenario you can reply and explain your side and mention that given the natural background of your location it’s not recommended for those with fear of insects however, you consistently insure that your space is presented in the most hygienic and clean states possible.

Unfortunatly they will be able to still leave a review good or bad, but the key to this is in your reply and how you answer it, we had one arsehole leave us a review saying our property was Rat infested and we do live on an island and most is still jungle, That was nasty we have pest control once a month so there are no Rats only them guest.

@Joe-and-Taz0  There are also a lot of insects in the natural environmnet where I live. Even when I thoroughly clean every nook and cranny, which i do constantly, it doesn't mean an ant can't wander in or some other bug. So when guests check in, I mention this, in the most casual of ways. Like just in the stream of things when I'm running them through how everything works, where the light switches are, etc. One guest came down one day to say there was spider on the ceiling over her bed and that she has a spider phobia, so I just went up, vacuumed it down, and she was fine with that. Another had a bit of an ant invasion her last night- there were a bunch of ants running around on the walls in the bathroom, sort of randomly- I think they were scouts sent out to look for a place to deposit eggs or something. Anyway, she and I each grabbed a shoe and started smashing them. It was kind of funny. 

There's not much you can do about people who are that freaked out about bugs, except mention it somewhere in your listing. It's crazy how people will book a countryside place abd expect that they'll never se a critter.

Ben, from new Zealand started a thread about this that you might find helpful. There were some good suggestions as to how to deal with this. I'll look for it and post the link.

As for this crew, wait until day 13 to post your review unless you see they've already written one. If they write a nasty review, just respond-"We're very sorry these guests didn't appear to have done any research prior to booking, as to the local fauna they might encounter out in the countryside here.
